Her role involves scheduling technicians, setting ticket priorities, and actively listening to clients’ concerns. She understands that customers might be frustrated when experiencing technical issues and aims to narrow down the problem while making them feel valued and important.

The Lifecycle of a Ticket

Each ticket that comes in goes through a triage process. Within 12 minutes, Katie determines whether the issue is critical and requires immediate attention or if it can wait. If it can be resolved quickly within 15 minutes or less, it is sent to the quick fix queue for prompt resolution. For more time-consuming matters, a technician is scheduled to work on it either remotely or internally. In some cases, senior technicians are involved to ensure a thorough resolution.
